Key takeaways

Support ticket triage is sorting each incoming customer query by type and urgency, then routing it to the person or queue that can resolve it. Good triage takes seconds per ticket and uses a short list of categories and two or three priority levels. It stops urgent issues waiting behind routine ones and keeps specialists out of general questions.

  • Sort by type and urgency, then route.
  • 5 to 8 categories and 2 or 3 priority levels are enough.
  • Triage should take seconds, not minutes, per ticket.
  • Tag every ticket so you can see what drives contacts.

What is ticket triage?

Ticket triage is the first step in handling a customer contact: reading it, deciding what it is about and how urgent it is, and sending it to the right place. The word comes from medical triage, where patients are sorted by need. In customer service, it decides whether a query is answered in minutes or waits in the wrong queue for a day.

How should you categorise tickets?

Categorise by what the customer needs, not by which team you think owns it. Most small businesses need five to eight categories, such as order status, billing, product question, change or cancellation, complaint and other. Too many categories slow triage and produce inconsistent tagging.

  • Order or job status.
  • Billing and payments.
  • Product or service question.
  • Change, cancellation or return.
  • Complaint.
  • Other, reviewed weekly.

How should you set priorities?

Use two or three priority levels with written rules. Urgent covers safety, payment failures, regulated deadlines and complaints mentioning legal action. High covers anything stopping a customer from using what they bought. Everything else is normal and worked oldest first. Each level gets a target response time.

What does triage look like in numbers?

In an illustrative online shop receiving 150 tickets a day, triage takes about 20 seconds each, under an hour a day in total. Around 60% are order status queries that the first-line team answers from templates. About 5% are urgent and reach a senior person within an hour. Before triage, those urgent tickets waited in the same queue as everything else. Example figures.

Who should do the triage?

Triage should be done by the first-line team, not by a senior person or the owner. With clear categories and rules it needs judgement only for the occasional unclear ticket. A managed team can triage and answer the routine categories in one pass, sending only the specialist and urgent tickets onward.

When can tools do the triage?

Tools can suggest categories from keywords or form choices, and many helpdesks do this well for simple cases. A web form with a reason drop-down does much of the work before the ticket arrives. Keep a person checking urgent and unclear tickets, because a misrouted complaint costs more than the time saved.

What does this look like in practice?

A pattern we see: every ticket goes to whoever opens the inbox first, so specialists spend their mornings answering delivery questions. Introducing six categories and routing rules gives specialists back their time and gets routine answers out faster.

Triage checklist

Set these up for your support inbox.

  • Agree 5 to 8 categories.
  • Write rules for 2 or 3 priority levels.
  • Set a response target per level.
  • Name who triages each day.
  • Review tag counts weekly.

Next step

Send us a sample of a week's customer queries. We will help you set categories and priorities, and say which a managed team could answer directly.

Frequently asked questions

What is ticket triage in customer service?

Ticket triage is sorting each incoming query by type and urgency and sending it to the right person or queue. It is the first step in handling a contact, and it stops urgent issues waiting behind routine ones.

How do you prioritise support tickets?

Use two or three written priority levels. Urgent covers safety, payment failures, legal threats and regulated deadlines. High covers anything stopping a customer using what they bought. Everything else is worked oldest first. Give each level a response target.

Can triage be automated?

Partly. Web forms with a reason field and helpdesk rules can categorise many tickets automatically. Keep a person checking urgent and unclear tickets, because misrouting a complaint or a payment problem costs more than the time automation saves.
