Key takeaways

Live chat outsourcing means trained agents answer the chat widget on your website in real time, in your brand voice, during the hours you choose. It pays off when visitors ask pre-sale questions that decide whether they buy or enquire, and when nobody in-house can watch the widget all day.

  • Answer chats within 1 minute; slower than that and visitors leave.
  • One trained agent can usually handle 2–3 chats at once.
  • Managed offshore chat typically costs £9–£18 per hour, onshore £20–£35.
  • Use a bot for simple routing and FAQs; use people for pre-sale and problems.
  • Measure chats that became enquiries or orders, not just chats answered.

What is live chat outsourcing?

Live chat outsourcing is a business process outsourcing (BPO) service in which a provider's trained agents staff the live chat on your website, answering visitors' questions in real time, capturing leads and resolving customer issues according to your procedures.

The agents work inside your chat platform, with access to the information they need, such as product details, stock, pricing rules and order status, and hand over to your staff for anything outside their authority.

Why does unstaffed chat hurt?

A chat widget that nobody answers is worse than no widget. Visitors type a question, wait, and leave with the impression that the business is not there. Many SMEs install chat and then answer it only when someone happens to notice, which means slow replies during the busiest hours.

Chat is a real-time channel. The value comes from answering while the visitor is still deciding.

Staffed chat or chatbot?

Use a chatbot for simple, predictable requests: opening hours, order tracking links, routing to the right team. Use trained people for pre-sale questions, complaints and anything where tone and judgement affect the outcome. The strongest set-up combines them: the bot handles the first step and hands over to a person with context.

  • Bot: FAQs, routing, order status lookups, out-of-hours capture.
  • People: product advice, quotes, complaints, exceptions, upsell.
  • Hybrid: bot greets and routes; agent picks up within a minute.

What does live chat outsourcing cost?

As indicative market ranges, managed offshore chat agents cost around £9–£18 per hour and onshore UK agents around £20–£35. Because one agent can handle two or three chats at once, cost per chat is often lower than for phone support.

A UK employee on the April 2026 National Living Wage of £12.71 costs about £16.27 per worked hour after employer National Insurance, pension and 28 days' holiday, before overheads. To cover a 10-hour trading day, five days a week, with breaks and holidays, you need more than one person.

What service levels should live chat meet?

Set targets for how fast chats are answered, how many are resolved in the chat, and how many become enquiries or orders. A reasonable starting point is 90% of chats answered within 60 seconds, most pre-sale questions resolved without a hand-off, and every lead captured with contact details.

How do you turn chats into sales?

Train agents on your products and your buyers' common objections, not only on customer service. Give them a short list of questions that qualify a lead, the authority to offer the next step, such as a callback or a booking, and a way to log the lead in your CRM straight away.

Review a sample of chats weekly and look for the questions visitors keep asking. Those are often gaps in your website copy.

When is staffed chat not worth it?

It is not worth it on low-traffic sites where chats arrive a few times a week, or where visitors rarely have pre-sale questions. In those cases, a clear contact form and a WhatsApp button often convert better. Also avoid chat if you cannot staff it during the hours visitors actually arrive.

What does this look like in practice?

A pattern we see with UK online retailers: a chat widget answered by the owner between tasks, with replies taking 20 minutes or more. Moving chat to a trained team during peak hours, with a bot capturing details out of hours, turns chat from a source of complaints into a sales channel.

Checklist: launch staffed chat

Prepare these before switching on.

  • Check when visitors arrive by hour and day.
  • Decide staffed hours and out-of-hours behaviour.
  • Write answers to the 20 most common questions.
  • Give agents product, stock, pricing and order information.
  • Define what agents can offer and what they must escalate.
  • Connect chat to your CRM to capture leads.
  • Track chats, leads and orders from chat monthly.

Frequently asked questions

How many chats can one agent handle?

A trained agent can usually handle two to three chats at the same time, depending on complexity. Pre-sale questions and simple order queries allow more concurrency; complaints and technical issues allow less. Set concurrency limits so response times and quality do not suffer.

Is live chat better than a chatbot?

For pre-sale questions and problems, trained people usually convert and resolve better. For simple, repeated questions such as opening hours or tracking links, a bot is faster and cheaper. Most businesses do best with a bot that routes and a person who answers anything that matters.

What hours should live chat be staffed?

Staff chat during the hours your visitors actually arrive, which analytics will show. For most UK SMEs that is business hours plus early evening. Outside staffed hours, switch the widget to capture details or offer WhatsApp, rather than leaving visitors waiting.

Can outsourced chat agents process orders?

Yes, if your systems allow it and permissions are set correctly. Agents can look up orders, amend details, issue replacements within set limits and log refunds for approval. Never let agents take card details in chat; use a secure payment link instead.
