Key takeaways

Complaints handling outsourcing works best as a split. A managed team logs every complaint, acknowledges it quickly, gathers the facts and resolves the routine ones under written rules. Serious complaints, goodwill above a set limit and final responses stay with your team. FCA-regulated firms must also meet the DISP rules, including a final response within eight weeks.

  • Outsource: logging, acknowledgement, fact-finding, routine fixes.
  • Keep: serious cases, goodwill above a limit, final responses.
  • Acknowledge every complaint within one working day.
  • Report root causes monthly, not just volumes.

Which stages of complaints handling can be outsourced?

The stages that follow rules: logging the complaint, sending an acknowledgement, collecting order history and notes, resolving routine issues such as a missed delivery or a billing error within a set limit, and keeping the customer updated. These take most of the hours and are where speed matters most to the customer.

What should stay with your team?

Complaints involving safety, legal threats, regulators, the media, or a key customer. Goodwill payments above a limit you set. Final responses on cases the provider could not resolve. And the monthly review of root causes, because fixing why complaints happen is a business decision, not a service task.

  • Safety, legal or regulator involvement.
  • Key customers and media risk.
  • Goodwill above your limit.
  • Final responses and root-cause fixes.

What rules apply to complaints in regulated firms?

FCA-regulated firms must follow the DISP complaints rules: handle complaints fairly, send a final response within eight weeks for most complaints, and tell customers they can refer to the Financial Ombudsman Service, usually within six months of that response. The firm stays responsible even when handling is outsourced. Other sectors have their own ombudsman or redress schemes.

When should complaints stay fully in-house?

When complaint volume is low and most complaints are complex, the provider would escalate nearly everything and add a handoff. Also when complaints are your main source of product feedback and nobody would read the provider's reports. Fix the routine causes first, then reconsider.

What does this look like in practice?

A pattern we see: complaints escalate because the first reply takes days, not because the issue is hard. Same-day acknowledgement with a named contact and a date for the next update calms most routine complaints.

Complaints handling checklist

Agree these before handing over.

  • Definition of a complaint.
  • Acknowledgement within one working day.
  • Categories that must escalate.
  • Goodwill limit the team can approve.
  • Response templates in your tone.
  • Monthly root-cause report.

Next step

Send us a month of complaints by type. We will tell you which ones a managed team could resolve and where we would put the escalation line.

Frequently asked questions

Can customer complaints be outsourced?

Yes, in part. Logging, acknowledgement, fact-finding and routine resolutions within set limits can be handled by a managed team. Serious complaints, goodwill above a limit, final responses and fixing root causes should stay with the business, which remains responsible for the outcome.

How quickly should a complaint be acknowledged?

Within one working day is a good standard for most businesses, with a named contact and a date for the next update. FCA-regulated firms must also meet the DISP timescales, including a final response within eight weeks for most complaints.

Who is responsible for outsourced complaints handling?

The business. Outsourcing moves the handling, not the responsibility. In regulated sectors, the firm must be able to show the regulator that complaints are handled fairly and on time, so keep oversight, sampling and final responses in-house.
