Key takeaways

Showing an honest mix of reviews, including some critical ones with good replies, often makes a business more believable than a wall of perfect scores. Spiegel Research Center found purchase likelihood peaked for ratings between 4.0 and 4.7, then fell as ratings approached 5.0. Hiding criticism to mislead buyers can also breach UK law.

  • Purchase likelihood peaked at ratings of 4.0–4.7, not 5.0.
  • A calm, specific reply to criticism shows how you handle problems.
  • Hiding negative reviews to mislead is banned under UK law.
  • You do not need to feature negatives prominently, but do not suppress them.

Why can a perfect rating look less credible?

A perfect rating can look less credible because buyers know no business pleases everyone. Spiegel Research Center's analysis found purchase likelihood rose with star ratings up to around 4.0 to 4.7 and then declined as ratings neared 5.0, as perfect scores were seen as too good to be true. Some imperfection signals authenticity.

Should you display negative reviews on your own site?

You do not have to feature them, but you must not present reviews in a misleading way. Linking to your full Google or Trustpilot profile shows buyers the whole picture. If you embed a review feed, avoid filtering out every critical review while implying it is complete. Selected quotes are fine when they are clearly presented as a selection.

How do you reply to a negative review?

Future buyers read your reply more than the complaint.

  • Reply within a few days, calmly and briefly.
  • Thank them and acknowledge the specific issue.
  • Explain what you did or will do, without arguing.
  • Offer a direct contact to resolve it offline.
  • Never reveal private details about the customer.

When is a negative review a real problem?

A pattern of similar complaints is a business problem, not a reputation problem. If several reviews mention slow replies or missed appointments, fix the operation first. No website design can outweigh a consistent theme in reviews.

What does this look like in practice?

A pattern we see: an owner wants to hide a two-star review about a late arrival. Their reply explained the delay, apologised and described the new text alert for late-running jobs. Later customers mention that reply as a reason they felt comfortable booking.

Negative review checklist

  • Link to your full review profile.
  • Do not filter feeds to hide all criticism.
  • Reply to every critical review calmly.
  • Look for repeated themes and fix them.
  • Never reveal customer details in replies.

Frequently asked questions

Do negative reviews hurt a business?

A few, well handled, often do little harm and can add authenticity. Research suggests ratings between 4.0 and 4.7 convert better than perfect scores. A pattern of similar complaints does hurt, and points to an operational problem to fix.

Can I delete negative reviews?

You cannot delete genuine reviews on Google or Trustpilot, but you can report ones that break their policies. On your own site, do not suppress honest criticism to mislead buyers, which is a banned practice under UK law.

Should I reply to bad reviews?

Yes. A calm, specific reply shows future buyers how you handle problems. Thank the reviewer, acknowledge the issue, explain what you are doing and offer a direct contact. Keep it brief and never argue.
